The role
As the Workforce Planning Lead, you will be accountable for overseeing and determining the required resourcing and space requirements for all teams across Inbound, Outbound, Renewals, Customer service and Complaints, ensuring that shifts are aligned to sales/service demand and in a profitable resourcing model. The role is responsible for ensuring service standards are maintained and exceeded where possible.
Role Responsibilities
Reporting to the Operations Director, you will be responsible for:
1. Manage and develop forecasting and planning documentation and tools, preparing forecasts and budgets in collaboration with commercial leads for customer facing and non-customer facing workloads.
2. Monitor demand against forecast and provide oversight to forecast deviance and impacts.
3. Monitor intra-day demand and propose effective resourcing and capacity levers across locations.
4. Influence recruitment recommendation and identify opportunities for future cross-skilling to deliver further optimisation opportunities.
5. Support the shift from a 100% voice based operation to a multi-channel operation, and resulting impact on resourcing levels.
6. Collaboration with the People and Change team to model attrition, future changes and resource shift requirements.
7. Deliver effective & accurate reports against key performance indicators (KPIs) relating to workforce and performance (opps per individual for example).
8. Manage and develop the workforce management tool, liaising with technologies teams.
9. Management of shrinkage and holidays.
Essential Skills & Experience
1. Good level of experience in a workforce management role within contact centre/Sales environments.
2. Familiarity with workforce management and planning tools and their successful implementation.
3. Expert Excel skills for modelling and scenario planning.
4. Knowledge of BI systems and reporting suites (Tableau).
5. High level of mathematical skill.
6. Experience in planning multi-site customer facing centres.
7. Knowledge of dialler technologies and their impact on forecasting/resourcing models.
8. Experience in supporting introduction of new channels (ASM) and the impact on forecasting/resources.
9. Good communication and presentation skills.
10. Strong level of reporting and analytical capabilities.
Desirable Skills & Experience
1. Workforce management accreditation.
2. SQL and Tableau experience.
3. Salesforce/AWS Workforce management experience.
4. Experience in operations supported by Virtual Agents (Chatbots).
